Main purpose of the role:
Oversee the operational performance across Contact Management managing issues; liaising closely with the Operational Support Team Inspector/Manager and Contact Management command Line Managers, taking measures to ensure service levels are met. To deliver an independent, impartial quality assurance process, providing accurate, honest and constructive feedback to the Operational Support Team Inspector/Manager and Contact Management command Line Managers.
Assist the MI Analyst in overseeing the day to day running of the Contact Management Dashboard and be able to abstract daily data for the command.
Link in with the MI Analyst to provide real time and historical analysis of performance, to help generate awareness which can then be used to create future strategy decisions. Providing recommendations to the Operational Support Team Inspector/Manager and Contact Management Command Team to improve efficiencies and improving the service delivered to customers.
Be able to complete and review quality monitoring checks and review Storm incidents and Athena records to ensure the best possible service is being offered to callers. Ensuring that any subsequent incident or record is compliant with NSIR (National Standard of Incident Reporting) and NCRS (National Crime Recording Standard).
Provide objective and constructive feedback directly to Supervisors, Team Leaders, Sergeants and Line Managers.
Responsible for identifying any training gaps and use insights created from quality monitoring to help influence training packages for staff within Contact Management working closely with the Development and Training Officers within the Operational Support Team and Support Team Inspector to inform learning and development requirements.
Constantly reviewing demand profiles, working practices and procedures to identify areas of change whilst ensuring that any elements of change are captured and measured.
Identify and report any serious concerns immediately to the Operational Support Team Inspector/Manager and command Line Managers. Assist if necessary with evidence collection in order to support the capability process.
Previous experience as a quality assurance specialist with a call centre environment.
Experience of a multi-channel call centre environment.
Experience of providing excellent customer service.
Proficient in Microsoft Office products, knowledge of policing systems (STORM, ATHENA) would advantageous but not essential.
Exceptional written and verbal communication.
Comfortable at delivering structured and effective feedback.

Confident in the application of the complaints procedure and policy, able to initiate an investigation, where this is warranted, and secure relevant evidence.
Management of Police Information (MOPI) (Level 4)
Full compliance with Level 3. Has successfully completed all standard relevant Information Management and Security training package(s). Accurate use of Government Security Classification (GSC). Ensures physical and digital records are stored with appropriate security relevant to the sensitivity of the documents and has working understanding of appropriate National Retention Schedules. Is able to quality assure own records management processes as well as those of any staff for whom they have supervisory responsibility. Is aware of where to seek further support in relation to Records management within force when necessary. If nominated as an Information Asset Assistant is familiar with the NPCC Information Asset Owners Handbook.
Office Technology (Level 5)
Expert in the use of one or more office software products. Is proficient in the use of these packages to significantly enhance the quality and/or presentation of work required within the role. This is likely to relate to the use of spreadsheet, database or desktop publishing packages and may include the manipulation of reports, moving data between applications, using scanning or optical storage peripherals, etc. to make the best use of information Recognises and makes the best possible use of office systems and/or understands how office systems can be used to improve the way work is undertaken.
